Holland call center hopes to employ hundreds

HOLLAND, Mich. (NEWSCHANNEL 3) – On Thursday, Holland welcomed a call center by a company called NOVO 1.

That company hopes to hire 300 people over the next two years.

Experts recently said that the U.S. would do away with low-cost call center jobs, since it's cheaper to contract that work to overseas companies. However, that's not the case here.

The new set-up in Holland is one that many Americans would expect to see in countries like India and China or in eastern Europe, but instead Holland is home to one of the newest call centers built in America.

It's a story that many in Michigan can relate to, out of work for over two years, Mark Shaffner of Zeeland lost his job and was relying on his wife's income.

“Never suspected anything like this would come about, especially for myself,” said Shaffner.

Now Shaffner is working as a team leader at NOVO 1's call center, a new life and a new job at Holland's newest business.

“Everybody's been depleted from unemployment, just a tough time for everybody,” said Shaffner. “Wonderful to see a company like this come in.”

Shaffner may owe his job to the minor trend of 'onshoring,' or bringing some jobs back to America. Companies like Ford, Caterpillar and GE have brought some manufacturing jobs back and NOVO 1 is doing the same for call service.

“What's left are the complicated calls, and it's not working over there,” said president and CEO of NOVO 1 Mary Murcott. “and the cost, it's cheaper to do it in America rather than overseas.”

Murcott says for years companies sent call center jobs overseas, figuring their costs by the number of calls they took as well as the cost per minute. That resulted in a culture where the goal was to get people off the phone as soon as possible, not to fix the problem.

NOVO 1 has abandoned that approach and will apply a new philosophy at the call center in Holland.

“If people call over and it takes three or four calls to get your problem solved, then the right metric is not cost per call, but cost per resolution,” said Murcott.

In the end, it's all about jobs. The goal at the facility in Holland is to provide service 24 hours a day, seven days a week, putting more people like Shaffner to work.

“Very big load off my wife's shoulders,” said Shaffner, “her not having to support us, me just being able to bring a paycheck in is a wonderful blessing.”

The NOVO 1 call center currently has one client but is getting interest from others, which means more people from the Holland area could soon be working at the enormous facility that has the potential to employ hundreds.

Ethiopian to establish 24/7 Global Call Center

The Ethiopian Airlines said it has entered into an agreement with InterGlobe Technologies (IGT) to establish a call center that will provide Ethiopian customers access to its service 24 hours a day, seven days a week.

According to a press release Ethiopian sent to WIC, the initial phase of the call center service is planned to go live as of June, 2010 covering North America, Europe and Asia. The project will be completed in three phases through October, 2010 covering the rest of the World.

The call center will compliment the company’s and e-ticketing activities as costumers now have the option to reach Ethiopian via at any time. The services encompass reservations, sales, ticketing, flight information, flight irregularity handling, Sheba Miles enrollment and support programs and other similar queries

IGT will be managing the call center operation across its centers based in Gurgaon (India) and Cairo (Egypt), supporting calls in English, French, German and Arabic, while setting up the infrastructure and process to handle Amharic and local calls in Addis with the same system.

Ethiopian long term objective is to establish a similar call center in Ethiopia. The projected call center is therefore, precursor to the eventual transfer of technology and capacity building at home.

Call center adds 500 Omaha jobs

In a possible sign of a brightening economy, Omaha's West Corp. will be adding 500 full-time jobs at one of its Omaha call centers.

The new positions come as the result of increased demands from several clients, including leading communications, medical and sports entertainment providers, West officials said. West's Monday announcement said the jobs will be added at its facility at 9910 Maple St.

The Omaha-based communications giant said the positions would pay $9 an hour plus benefits, including paid training and a 401(k) plan.

The company had announced earlier this year that it would be laying off about 300 workers. Now with the new business, some of those layoffs will be avoided, and workers who left the company in good standing will be offered the chance to return to one of the new jobs, said company spokesman David Pleiss.

“Certainly for us, we're thrilled to have this additional business and to be able to bring it to Omaha,'' Pleiss said.

David Brown, chief executive of the Greater Omaha Chamber of Commerce, said the new jobs were good news for the city.

“It's always another good sign that our economy is doing well when an employer like West adds 500 jobs. We're happy they're doing it here.''

The new jobs will bring the number West employs in Omaha to more than 3,000, Pleiss said.

West will be offering the jobs on both a temporary and permanent basis in an effort to make positions available to college students and others looking just for summer jobs, said Geoff Heller, the company's director of human resources.

Most of the positions focus on taking incoming calls from customers inquiring about existing accounts. The company also is seeking to fill some English/Spanish and English/French bilingual positions.

Candidates will need to have communication and computer skills and be required to pass a background check and drug screen, the company said.

Call centre staff offer waiver to tackle tough nuts

Call center executives are increasingly exercising their authority to waive anything between Rs 2000, up to Rs 10,000 to disconnect the line with irate or cantankerous customers.

Although the option of making a waiver is primarily done with the objective of retaining a customer, call center executives are misusing it by quickly offering the waiver to get rid of difficult customers.

Tracmail chief operating officer (COO) N Nilakantan says, “The customer service representatives (CSRs) are authorised to make waivers up to a certain amount. Beyond that, it has to be verified by the team leader and manager. In any case, all the actions of the CSR can be tracked.”

However, CSRs are smiling for obvious reasons. A senior call center executive with a leading BPO, Syed Sabir Ali says, “Most of the time, we use this authority just to disconnect the line with customers who are being difficult. It also saves time for us. By hanging up quickly on them, we can attend to other calls.”

Epicenter Technologies COO Navanit Narayan explains, “For one of our clients, the max waiver an executive can make is $200 per account (customer). Generally, waivers are given at the latter stages of collection depending on the customer and on the situation. It is generally used in certain cases to retain customers.

Customer call centers among few job bright spots

Some of Idaho’s hard-to-find hiring activity can be found at customer service centers, often referred to broadly as “call” centers.

Some have come, gone or changed, but the need for the service that they provide does not disappear when the economy contracts.

Staffing services firm Manpower Inc. about two years ago conducted research that identified Boise as a hotbed for call centers, said Wendie Gregory, branch manager in Boise.

Factors included a comparatively low cost of living that suits many centers’ pay ranges and a talent pool that gained experience working in one of the city’s many established call centers. When one call center closes – Dell, for example, this year announced plans to close a center in Twin Falls – another often opens, she said.

“It seems like call centers are where the need is greater right now,” Gregory said. About 60 percent of Manpower’s job placements lately are in customer service call centers compared to a traditional mix of 60 percent industrial, 30 percent clerical and 10 percent call center positions, she said.

Many companies are going to business models in which customer service call centers play a larger role, she said. The companies may use them to replace walk-in service areas where customers paid bills and asked service-related questions, she said. Call center employees may place or field calls, take orders or execute technical tasks in a help-desk setting depending on the business that the company is in and how it sets up its service centers.

Call center Transcom Asia denies Bacolod layoffs

Outsourcing firm Transcom Asia has denied there will be massive layoffs in its Bacolod operations following reports that close to 170 call center agents had been retrenched last week.

“Nobody has been [discharged]. We need to go through a process until we identify justification and until such time, I don’t want to speculate," Philippine country manager Siva Subramaniam said in an e-mail.

On Tuesday, a text message from a call center agent circulated, claiming that six were being terminated for failing to reach certain targets.

As of press time, however, none of the complainants have publicly come out despite earlier reports that two of them were planning to file a case against the outsourcing company.

Subramaniam said he could not reveal exactly how many people would exit by the end of the year, if ever it happens, adding “this is a private matter between Transcom and the employees."

“All I can say is that we have no massive layoffs and this whole affair has been blown out of proportion by the media," he added.

Transcom Asia, one of the four major call centers operating in the city, opened on Aug. 1 in a 1,000-seat facility at Lopue’s South Square.

American Airlines call center comes to India

New Delhi: American Airlines, a founding member of the Oneworld Alliance, has announced the shifting of its Asia-Pacific call center operations
to India, from Australia.

The airline has appointed Bird Information Systems (BIS), a technology provider of automated aviation and travel-related software solutions, to provide call centre services for travel-related queries of its customers not only in India, but the entire Asia-Pacific region.

This agreement follows an earlier City Ticket Office (CTO) agreement, which American Airlines had signed with the Bird Group last year. American Airlines currently operates a daily Delhi-Chicago non-stop service with connections to more than 125 cities in the United States from Chicago.

As part of the long-term agreement signed between the two companies, Bird will provide American Airlines call centre services round the clock to handle all customer requests relating to travel bookings, reservation, fares, ticketing (including e-tickets) and other general information related to the airline. While the outsourced City Ticket Office operations run in four major cities namely Delhi, Mumbai, Chennai and Bangalore, the outsourced call center operations from its office in Connaught Place, Delhi.

American Airlines call center comes to India

New Delhi: American Airlines, a founding member of the Oneworld Alliance, has announced the shifting of its Asia-Pacific call center operations to india , from Australia.

The airline has appointed Bird Information Systems (BIS), a technology provider of automated aviation and travel-related software solutions, to provide call centre services for travel-related queries of its customers not only in India, but the entire Asia-Pacific region.

We are UK based organization require qualified and experienced service provider for provision of consultancy services to (i) Undertake surveys (primarily resident’s and employee surveys); (ii) Manage the Citizens’ Panel and associated programme. This contract is for an initial period of 4 years with the option of a one year extension. Our total estimated budget is 63000 GBP per annum.

Scope of service:

1) Survey methodologies to be used can be focus groups or through focused telephone surveys.
2) Residents’ survey will help the Council to understand how the public perceives it and whether performance meets expectations. The Employee survey will allow the Council to understand how employees perceive us both as employer and provider of services and determine why some employees are more satisfied than others.
3) In relation to the Residents’ surveys and the Employee surveys the successful Bidder shall provide:
• A full report following each survey. This must be made available in an electronic format as required by the Council.
• All data gathered in relation to the surveys and other work, which shall be sent electronically in a format compatible with the analysis software used by the Council;
• All data recorded in a way that can be subsequently re-analyzed by the Council.
4) Contract is expected to commence on 1st April 2010.
5) Our estimated budget is 63000 GBP per annum.
